Replies, threading, and what your customers see

What your customers see as the sender when Arbyn replies by email, how their replies find their way back into the right conversation, and how threading holds together over a long back-and-forth.

Written by Joseph

When Arbyn answers a customer by email, it should look and behave, from your customer's side, exactly like a normal reply from your store. This article covers exactly what they see, and what happens the next time they reply.

What it does

Every email Arbyn sends carries your store's name as the sender, not Arbyn's. When a customer clicks Reply, their response comes straight back into the same conversation in your Arbyn inbox, automatically, without you or them doing anything extra.

Where to find it

Nothing to set up specifically for this. Your store's display name comes from your store name in Shopify by default; you can set a different sender name in Settings → Agent identity if you'd rather use something else, a support team name, for example, instead of your storefront name.

How it works

What your customer sees as the sender

Every outbound email shows your chosen name, your store name by default, as the visible sender. Customers see a reply from your store, not from a piece of software; nothing in the sender name reveals that Arbyn wrote or sent it.

Where a reply actually goes

When a customer clicks Reply, their response routes back into Arbyn automatically, landing in the exact same conversation they were already part of. You don't need to configure anything for this: it's built into every email Arbyn sends, the same way normal reply routing works with any support inbox. This is what keeps a whole back-and-forth, question, answer, follow-up, together as one conversation in your Arbyn inbox, instead of it fragmenting into separate, disconnected messages.

How threading holds together

Email clients like Gmail and Outlook group messages into a single thread by matching hidden reference information carried on each message, not just a matching subject line. Arbyn generates and tracks that reference information on every message it sends, and reads it back on every reply, so a long conversation stays as one thread, in both your customer's inbox and yours, even across several back-and-forth replies over days.

If a customer starts a brand-new email instead of hitting Reply (a fresh message, not quoting the previous thread), Arbyn still does its best to connect it to a recent open conversation with that same customer and a matching subject, so a new message doesn't automatically mean a lost connection to their history. Hitting Reply is always the more reliable path, but it isn't the only one that works.

What happens when a customer replies again

Every reply reopens the loop: it lands back in the same conversation, and Arbyn, or your team, if a person is already handling it, sees the customer's full message history in context, not just the latest line. If the conversation had already been marked resolved or closed, a new reply reopens it automatically; your customer never has to start over or explain themselves again from scratch.

Good to know

  • Customers never need to know your Arbyn inbox address to get a reply. Reply routing happens automatically on every email Arbyn sends; there's nothing for a customer to type or remember.

  • A closed conversation isn't gone. If a customer replies days or weeks later, that message reopens the same conversation with its full history intact, rather than starting a new one.

  • If a person on your team is actively handling a conversation, a customer's reply still reaches that conversation, not a new one, so nothing gets lost or duplicated while a teammate is mid-thread.

FAQ

Can I change what name my customers see as the sender? Yes, from Settings → Agent identity. By default it's your store's name; you can set a different display name there if you'd prefer, a support team name, for example.

If a customer replies to an old email from months ago, does it still work? Yes. As long as they're replying to the original email itself, rather than forwarding a copy or writing a brand-new message, it reconnects to that same conversation regardless of how much time has passed.

Does it matter if my customer BCCs someone else on their reply? No. Arbyn only reads what's addressed to your Arbyn inbox; anyone else copied on the reply doesn't affect how Arbyn processes it.
